A request or incident arrives through a portal, phone, chat or email. It is logged, categorised and prioritised. The technician diagnoses, resolves or escalates, documents, and closes with the user’s confirmation. Every step leaves a record, and the record is what the whole department runs on.
Tiers and escalation
First line resolves common issues fast. Second line handles deeper technical problems. Third line is engineering or vendors. Knowing when to escalate, and how to hand over cleanly, is a first-line skill, not a failure.
How the job is measured
First-contact resolution, time to resolve, ticket backlog and user satisfaction. These numbers drive what a good technician prioritises: fix it right, fix it fast, and make sure the person feels helped.
